Returns in a conversation: fast decisions beat good policies
A return over chat needs three things: a photograph, a decision, and a reference. The decision should happen in the conversation, which means the person answering needs the authority to make it.
Ask for the photograph first
Before any policy, before any form. "Can you send a photo of it?" is one message, it takes the customer ten seconds, and it settles most cases immediately. It is also the single best piece of evidence in any later dispute.
Decide in the conversation
The speed of the answer matters more than its generosity. A refund approved in four minutes buys more goodwill than a slightly larger one approved in four days, and it costs a fraction of the handling time. This is the clearest case for a spending authority on the front line.
What to send back
- The decision, plainly. "We'll replace it." Not "your case has been submitted".
- A reference. It makes the promise concrete and makes the follow-up searchable.
- What happens next, with a time. Who collects, when the money moves, how long a refund takes to appear.
- What they need to do. Ideally nothing. Every step you require is a step where it stalls.
The refund timing message
Most refund complaints are not about the decision, they are about the money not appearing. Say the real number - "three to five working days to show on your statement" - and say it at the point of refunding. It prevents the conversation you would otherwise have on day two.
When the answer is no
Say it quickly and say why, in one sentence, without quoting policy at length. Then say what you can do instead - a partial, a repair, a credit. A flat no with a policy reference is what turns a return into a review, and it usually costs more than the item.
Keep the record together
The photograph, the decision, who made it and the reference all belong on the conversation. A return decided in chat and recorded in a separate system is a decision nobody can find in six months - which is exactly when a chargeback arrives.
Questions people actually ask
Should returns be handled over WhatsApp?
Yes, and it is usually better than a form: the customer can photograph the problem, and a person can decide immediately rather than after an exchange of emails.
How quickly should a return be decided?
In the conversation, if the value is within the agent's authority. Every hour a return decision takes is an hour the customer spends deciding what to say about you.
